Guide

AI chatbot vs live chat: which one your website needs (and how to use both)

An AI chatbot answers instantly at any hour. Live chat puts a real person on the other end. Customers want both things: fast answers, and a person when it matters. This guide shows where each wins, and the simple rule most businesses end up with.

The short answer

  • In chatbot vs live chat, use an AI chatbot for the questions your website already answers: it replies instantly, at any hour, in any language, at a fraction of the cost.
  • Use live chat, or a person by email, for anything that needs judgement, a decision or care: prices, complaints, complex orders.
  • The best setup is both: the AI answers what it can from your content and says when it can’t.
  • Then it hands the visitor to a person with the whole conversation.

What customers say they want

  • Fast answers. In HubSpot’s 2024 State of Service survey, 82% of service professionals said customers expect their issue resolved immediately, which they defined as within three hours.
  • Around-the-clock service. In Zendesk’s CX Trends 2026 research, 74% of consumers said they expect 24/7 service because of AI, and 74% were frustrated at having to repeat themselves.
  • To know when it’s an AI, and to reach a person. In Salesforce’s 2024 research, nearly 75% of consumers wanted to know when they were talking to an AI agent, and 45% valued a clear way to escalate.
  • Not to be trapped by a bot. In a 2024 Gartner survey, 64% of customers said they would prefer companies didn’t use AI for service, their top worry being that it would be harder to reach a person.

Read together: people want speed from the AI and a guaranteed way to a human. Those aren’t opposites; they are the design brief.

The Klarna lesson

In February 2024 Klarna announced that its AI assistant handled two-thirds of customer service chats in its first month, doing the work of about 700 full-time agents. In May 2025 the company changed course and brought human agents back, its CEO saying that cost had been “a too predominant evaluation factor” and the result was “lower quality”. AI took the volume; people were still needed for quality.

The rule most businesses end up with

  1. The AI answers what your content answers

Product details, delivery, returns, opening hours, how-to questions. Instantly, with the source shown.

  2. It says when it doesn’t know

No guessing. The visitor is offered a person straight away.

  3. Some topics always go to a person

Prices and quotes, complaints, contracts, anything a mistake would make expensive.

  4. The person gets the whole conversation

Nobody asks the visitor to repeat themselves.

  5. Out of hours, the lead is kept

The visitor leaves an email; your team replies in the morning, by chat and email.

The handover: every enquiry arrives with the whole conversation, and the reply reaches the visitor by chat and email.

Which do you need?

  • A small team, no one watching chat all day: an AI chatbot that hands over by email. Live chat you can’t staff makes visitors wait and leave.
  • A team that is online during office hours: an AI chatbot for everything routine, with live handover when someone is available.
  • High-value or complex sales: the AI qualifies and answers the basics; a person takes every serious enquiry.

Try the handover. The chat on this page is HolaReply. Ask it a question, then ask to talk to someone.

Questions people ask

Is a chatbot better than live chat?

For questions your website already answers, yes: faster, always available and cheaper. For judgement, complaints and high-value sales, a person is better. Most businesses need both.

Do customers like chatbots?

They like fast answers and dislike being trapped. Surveys show most want to know when they are talking to an AI and want an easy way to reach a person.

Can a small business offer live chat?

Only if someone can answer quickly. If not, an AI chatbot that hands over by email serves visitors better than a live chat nobody is watching.

What happens outside office hours?

A good AI chatbot keeps answering from your content and takes the visitor’s email for anything it can’t answer, so your team can reply in the morning.

Does HolaReply have live chat?

HolaReply hands visitors to your team by email today, and Pro adds the Sales Desk for replying by chat and email. Live chat takeover is in the Business plan on any website and in the Shopify app (coming soon to the Shopify App Store), and is coming to WordPress Business.
